SINGAPORE: Service in the retail industry was the first to get a shake—up with the mystery audit programme.

Now, it is the hotel industry’s turn.

Part of a new Customer Centric Initiative (CCI) for hospitality, the mystery audit has been launched by Spring Singapore and the Singapore Hotel Association (SHA).

It is intended as a means of identifying service gaps which hotels can then tap on the CCI to help rectify, said SHA’s executive director Margaret Heng.

Service standards in the Tourism, Hotels and Accommodation category have dipped according to the findings of the latest Customer Satisfaction Index of Singapore.

The category scored slightly higher than the national average last year — at 68.6 against 67.8 per cent. But it showed a drop when compared against 2007’s findings.

Then, the category had registered a 71 per cent rate against the national average of 68.7.

Spread over 18 months, the audit is more than just a benchmark, said Ms Heng.

Rather, it encourages SHA members to share best practices with their peers.

So far, 51 hotels and serviced apartments have committed to the CCI. This figure comprise 38 per cent of Singapore’s gazetted hotels and serviced apartments, most of them top—end chains like the Ritz—Carlton Millenia Singapore and Swissotel The Stamford.

Ms Heng is confident that within the next six months “when the audit is done”, all 92 members in SHA will be “on board”.

Serviced apartments, however, are excluded from the audit, which is just one of the measures under the CCI. Others include service—oriented training.

“We’re constantly trying to raise our game and this is just another great tool to do so,” said Ritz Carlton’s general manager Peter Mainguy.

The CCI was launched in August last year as part of the Go—the—Extra—Mile for Service (Gems) movement to improve Singapore’s service quality. In February, it received fresh funding of S$100 million.

Asked if low tourist numbers could herald a wave of retrenchments in the hospitality industry in the next two quarters, Minister for Prime Minister’s Office Lim Swee Say, who was present at the CCI launch on Monday, said: “Our economy is affected more, but we are seeing a slower rise in unemployment compared to other countries… If you look at the retrenchment in the second quarter, it is much better than the first quarter.”

But Mr Lim added that Singaporeans should not rule out “the possibility of a second wave of retrenchments” if there is no strong rebound in global consumption over the next two quarters.

“If you look at the second half of the year, the outlook is still uncertain with rising unemployment in the United States and Europe,” he said.
